What help desk coverage includes

Standard plans cover the help desk on weekdays, 9 AM to 5 PM ET. After-hours support is available as an add-on. The same queue takes password, email, Microsoft 365, printing, VPN, and line-of-business application requests during those hours.

A user in Vancouver and a user in New York submit tickets to one desk. The technician who picks up the ticket can see the user, the device, and the history, instead of a second company starting from scratch. When after-hours support is added, it uses the same priority rules as the workday.

The phone number and the process stay the same on a weekday. Weekend and holiday help desk coverage is not part of the standard plan.

Response targets

NorthAmericanRemoteIT uses a 15-minute P1 response target. P1 means a widespread outage, a material security event, or an essential service that is unavailable. The target is the time to acknowledge the incident and begin qualified triage.

Call it a target in your agreement. It is not a promise that the underlying issue will be fully resolved in 15 minutes. Resolution depends on the system, vendor involvement, whether a safe workaround exists, and whether someone has to visit the site.

Standard requests and single-user issues have their own targets. Those targets, the coverage hours, and the exclusions belong in the service agreement. An automated reply is not the same thing as a technician starting work.

Outsourced help desk vs an internal help desk

An internal help desk is your own staff. They know the company, and they also take vacation, get sick, and usually do not cover nights and weekends unless you staff a rotation. An outsourced help desk is a team working from a written scope: which users, which devices, which applications, and which hours.

Neither model is automatically better. An internal hire can be right when you want someone on site every day. An outsourced desk fits when you want weekday help desk coverage, backup when your one IT person is away, or one process for offices in two countries. After-hours support is available as an add-on.

Compare them on the writing, not on a slogan. Who answers, how fast they start, what they are allowed to change, and how they hand work back to you. We do not quote a savings percentage. The cost is a flat monthly rate scoped to users, devices, locations, and security needs.

Supporting users in two countries

Canada and the US do not share a clock. A ticket opened at the start of the day in Halifax is still early on the west coast. One ticket queue, with the user location and time zone on the ticket, keeps that from becoming two help desks that cannot see each other.

Escalation stays in the same queue. If remote troubleshooting is not enough, the desk coordinates local field service for cabling, a failed device, or other hands-on work. That is part of the documented scope. It does not mean NorthAmericanRemoteIT has an office in the user's city. The company office is 18 King Street East, Suite 1400, Toronto.

Privacy expectations can differ for the same employer. A healthcare team may need PIPEDA or a provincial health privacy law on one side of the border and HIPAA on the other. The desk should know which systems hold that data and who is allowed to reset access. NorthAmericanRemoteIT is the remote-first division of Group 4 Networks, serving businesses since 2008.

Frequently asked questions

What does help desk coverage include?

Standard coverage is weekdays, 9 AM to 5 PM ET. After-hours support is available as an add-on. Users reach the same help desk for password, email, Microsoft 365, device, and application issues. Critical incidents follow the documented priority path.

Is the 15-minute P1 response a promise of full resolution?

No. It is a target for acknowledging a P1 incident and starting qualified triage. P1 means a widespread outage, a material security event, or an essential service that is unavailable. It is not a promise that every issue will be fully resolved in 15 minutes.

How is an outsourced help desk different from an internal help desk?

An internal desk is your own staff, with that team's knowledge and with the limits of nights, weekends, and time off. An outsourced desk works from a written scope of users, devices, applications, and hours. Compare who answers, how priorities work, and what is excluded. We do not cite a savings percentage.

Can one help desk support users in Canada and the United States?

Yes. Tickets from both countries go into one queue, with the user location and time zone visible, and escalation stays in that queue. When hands-on work is required, the desk coordinates local field service.
